Are there reliable cost-per-contact figures for digital vs. assisted service?

Estimates have been published by groups like BenchmarkPortal, Forrester, and Gartner showing digital channels are typically much cheaper per contact than voice or live agent. Specific multipliers vary widely by industry, contact complexity, and methodology, and most authoritative numbers are paywalled. I cannot confirm a single universal ratio — treat any cited multiplier as directional and verify against your own data.

Where is the 'effortless experience' research from?

It comes from Matt Dixon, Nick Toman, and Rick DeLisi (CEB, now part of Gartner), published in HBR ('Stop Trying to Delight Your Customers,' 2010) and in the book 'The Effortless Experience' (HBR Press, 2013). The core finding is that reducing customer effort is a stronger predictor of loyalty than delight strategies.

When is a portal the wrong answer?

When the work is low-frequency, high-variability, or heavily judgment-based; when the customer base is small enough that personal service is the differentiator; or when the underlying workflow is unclear. A portal cannot fix an undefined process — it just exposes it more visibly.
